О. Г. Малій, О. В. Горох, В. В.

Factors affecting the customers’ silence and their behavioral and non-behavioral responses: A case study of domestic airlines travel service customers
Atefeh Saburi Sis, Mohammad Faryabi, Yunes Jabarzadeh
Introduction: Customer satisfaction is critical to the survival of any business. Previous research has focused primarily on customer complaining behavior, but research on non-complaining or silent customers is limited, and there are no extensive studies on this subject. The aim of this study is to identify the effective factors on domestic airline travel service customers and their behavioral and non-behavioral responses. This research is of qualitative type based on a data-based method. The statistical population consisted of the customers of domestic airline travel services. The research data were collected through semi-structured interviews and the data analysis method was performed using open coding, axial coding and selective coding. Finally, a qualitative model was designed. As the results showed, previous customer dissatisfaction experience, change costs, the need for collective grievance, personality traits, habituation and lack of grievance culture are the reasons for the silence of domestic airline travel service customers. Silent customer behavioral responses also include negative word of mouth advertising, customer misbehavior, customer voice and exit. Non-behavioral responses include loyalty and neglect.Methodology: This research is applied and exploratory, and its method is based on the grounded theory done by means of semi-structured interview tools. The statistical population of this research is the customers of domestic airline travel services. During the past year, they have experienced using the travel services of domestic airlines at least five times. Accordingly, in-depth interviews were conducted with domestic airline travel services customers, during which the interviewees expressed their views, memories, events, and issues and problems on domestic airlines. The data saturation was finally achieved in the 20th interview. Theoretical saturation refers to the stage where the interviewer arrives at repetitive and similar answers from the interviewees and the continuation of the interview does not help to receive new and varied answers. The method of data analysis is in three steps including open coding, axial coding and selective coding. Finally a model was presented. Results and Discussion: In this study, semi-structured interviews were conducted with 20 clients of domestic airline travel services using the grounded theory method. In their interviewees, they shared their memories, events and experiences. In the 20th interview, theoretical saturation was obtained, and the data were analyzed based on three methods of open coding, axial coding and selective coding. Finally, a model was presented by the researchers According to the results, the variables of previous unsatisfactory experiences, the need for collective grievances, personality traits, lack of accountability, costs of change, habituation, and lack of grievance culture lead to the silence of domestic airline travel service customers. Customer behavioral responses also include negative word of mouth advertising, bad treatment by customer, customer voice and exit, and non-behavioral responses include loyalty and neglect. Conclusion: Understanding and retaining the customer is one of the most important aspects of customer relationship management. The ultimate goal of any business is to meet customer needs and create a culture of customer orientation. This issue is of importance in the service sector; Due to its intangibility, it is more and more important to make customer orientation, provide maximum customer satisfaction, create loyalty, regardless of the needs and desires of customers, and solve the problems raised by them. It does not happen without hearing the customer's voice. Dissatisfied customers who tend to be silent can be dangerous. Complaining customers are the company's best friend, because a complaint warns the company that it is losing customers. Domestic airline travel service companies can identify these factors, remove barriers as well as follow up and take the necessary and effective measures to solve the problems raised by customers to create a competitive advantage and better implement the culture of customer orientation. They can also help customer loyalty and thus improve the service. In the present study, the customers of all domestic airlines have been studied in general. For more detailed studies in the future, it is suggested that the behavior of the customers of each airline be examined and researched separately. The behavior of silent customers in public and private organizations or foreign airlines should also be examined and compared. This study is based on the behavior of the culture of the Iranian society, and the results may not be transferable to other cultures. The subject of this research has been researched for the first time in the country and, due to the lack of similar previous research in the country, it is not possible to study it accurately with predictive approaches.

An investigation on the effects of organizational memory and human capital on innovation and absorptive capacity
Zahra Mansouri, Touran Razmavar, Mohamad Reza Nour Ali
Innovation is considered as an enabling tool for creating value and sustainable competitive advantage for organizations in dynamic environment of our times along with its ever-increasing complexities. Until innovation in developing countries needs more capital and talent, human capital (HC) is a key factor in innovative performance. People are the most important factor of exploitation of foreign knowledge; and knowledge focus in business environment is highly dependent on external information sources in order to develop innovation and improve performance of the company. Studies have shown that although importance level of knowledge is increased, but only 30 percent of existing knowledge is being used in organizations. Expensive but evitable mistakes take place due to information blockage; and the risk of losing knowledge is exceptionally higher when people leave the organization. This study is among the field research. The population includes large manufacturing firms across Khuzestan Province having been active throughout 2013. The data collection tool was a structured questionnaire and sampling is convenience method. The research questionnaire was distributed among a sample of 331 R&D and Human resources Experts selected using simple random sampling. The collected data were analyzed using SPSS and Amos statistical programs. The results indicate that organizational memory had significant impact on ACAP and innovation. Results also showed a significant positive effect of HC on ACAP, but did not support the effect of HC on innovation.

Leadership in the European Union: Significance and Perspectives
Delia Mioara POPESCU, Diana ZLATE, Mihai CIUTĂ
The leadership of the European Union has become an essential challange given the multiple problems the organization is currently facing. The economic crisis, amplified in Europe on the background of worldwide globalization, increased euroscepticism and increased political extremism in the EU member states, increasingly complex relationships with international partners, the internal problems inherent to the functioning of a bloc of 27 member states constitute the delicate issues on the list of responsabilities of the "job description" of a leader of the EU. In order to clarify the question of who is currently running the European Union and what are the factors that must be taken into account, we shall review the competences of the main institutions of the EU. At the same time, we shall point out the challanges that the current context poses to the act of leadership in the EU. The research method used is the study of documents and materials identified on specialised websites. The study is aimed at pencilling the profile of a leader (an individual or an organisation) who can lead the European Union in the extremely complex current political and economic context.

EDUCATION IN ECONOMIC THEORY
Jasmina Osmanković, Hatidža Jahić, Ensar Šehić
This paper aims to show the evolution of the role and importance of education in economic theory, especially in theoretical approaches to
economic development after World War II. In order to find answers and to present a current issue why and how certain countries have
made progress while others have regressed in the development process, many theories and models explaining processes of growth and
development have emerged and developed. By applying the method of analysis, synthesis and comparison, and based on earlier works,
classification of theories of development has been made to analyze the evolution process of the role and importance of education in the
development process. Presentation of the classification theory refers to: theories of economic development (the classical theory and
contemporary models of development and underdevelopment) and theories of interdependence of education and development (theory
of human capital, human development and approach to the returns on investment in education). This paper presents the basic
settings, ideas and thoughts of the key authors of these theories and models and the role of education and human capital in these
theoretical approaches. Research has shown that the analysis of interdependence of education and economic development has been
the subject of interest of researchers for many decades and that today, taking into account the high degree of development of theoretical
approaches, there is no full commitment to the classic theories nor there is a unified approach to endogenous growth, but an approach that promotes the elements of both, considering education as the key factor of development of the 21st century.

Leadership Development within SME’s: Solving the Organizational Conflict
Marian NĂSTASE
Within the theoretical and practical management and entrepreneurial fields a wide range of approaches tried to explain and present the conflict evolution and its impact over the organization’s performances. This article deals with a mechanism designed to outline a methodology able to lead us to solve the conflicts, both at individual or group level within SME’s. Conflict solving is a key ability for the modern leaders having in mind the numberless challenges they face and the diversity of the workforce. In the high dynamic environment, leaders must pay careful attention to the factors that could determine the success or failure in conflict solving, due to the short and long term impact that such action could determine over the functionality and performances of the SME’s.
